Zendesk’s “2026 CX Trends” report announced that the use of artificial intelligence (AI) in customer experience (CX) has moved beyond simple automation into the era of “contextual intelligence.” Among consumers surveyed, 83% believe customer experience should be better than it is today. For consumers frustrated by the gap between AI’s promise and its reality, speed and personalization are no longer VIP perks but baseline expectations.

The 5 key trends set to shape the industry’s future are as follows:

1. Memory-Rich AI

The key to delivering a personalized journey now lies in AI’s capacity to “remember.” According to 83% of CX leaders, AI agents that remember past interactions and customer preferences across every channel are the key to true personalization. Meanwhile, 74% of consumers see having to repeat themselves to a brand as a serious frustration and a sign of disloyalty.

2. Self-Service Built for Instant Resolution

Speed expectations are now measured in seconds; nearly three in four consumers (74%) expect AI to make customer service available 24/7. According to 85% of CX leaders, customers will abandon a brand over unresolved issues, even on first contact. In 2026, an “instant response” is no longer enough; what matters is solving the problem completely the first time.

3. The Era of Multimodal Support

Consumers now want to blend text, images and video in a single flow when interacting with brands, without breaking off the conversation. According to the research, 76% of consumers say they would choose brands that let them share a photo or video while texting during a conversation. And 85% of CX leaders say AI that can see, hear and read will create an “almost magical” experience.

4. Promptable Analytics

Access to data is being democratized and no longer requires specialist expertise. With “promptable analytics,” every employee can access complex operational data in seconds by asking questions in natural language. And 81% of leaders believe that giving every staff member the ability to ask questions of the data will fundamentally change decision-making.

5. Transparency in AI and the Search for the “Why”

Consumers now want to understand the logic behind AI decisions; 63% of consumers say their expectations for transparency have risen compared with a year ago. And 95% of consumers expect clear, understandable explanations for the decisions AI systems make. While 80% of leaders agree that transparency will become a non-negotiable standard in customer interactions, only 37% of CX teams can currently provide that kind of justification.
